面向個人用戶:優化業務流程,改善用戶感知
據(ju)大量(liang)用戶反(fan)映,聯通(tong)現(xian)有融(rong)合(he)(he)業務辦理(li)復(fu)雜(za),用戶等待時(shi)間長(chang);部分業務當月無法一(yi)次(ci)受理(li),需要(yao)下月再次(ci)到(dao)廳(ting)(ting)辦理(li)等等。針對用戶反(fan)應(ying)的(de)痛點(dian)問題,為從根源上解(jie)決,中國聯通(tong)一(yi)方面對現(xian)有融(rong)合(he)(he)產品種類進行(xing)大幅收斂,一(yi)方面對融(rong)合(he)(he)業務辦理(li)復(fu)雜(za)、多次(ci)到(dao)廳(ting)(ting)等問題進行(xing)了(le)系統(tong)流(liu)程(cheng)重構。優(you)化(hua)后(hou),融(rong)合(he)(he)業務平均辦理(li)時(shi)長(chang)縮短了(le)50%以上,多次(ci)到(dao)廳(ting)(ting)問題得到(dao)大范圍整改。據(ju)數據(ju)反(fan)饋,超過85%的(de)一(yi)線營業員感受到(dao)了(le)流(liu)程(cheng)優(you)化(hua)帶來的(de)顯著成果(guo),客戶滿意度高達88.9%,實現(xian)大幅度提升。
針對一線市(shi)場所(suo)收(shou)集(ji)到的(de)客戶集(ji)中反饋的(de)問題(ti),中國聯通引(yin)起高度重視,統一思想(xiang),目標一致,攻堅克(ke)難,在最(zui)短時間完善了廣(guang)受大眾關(guan)注的(de)幾項業務(wu),截至10月,2019年同比(bi)2018年10010投訴降幅達30%,為(wei)用戶提交上一份滿意(yi)的(de)答卷。
為(wei)了(le)(le)(le)向異(yi)(yi)地(di)(di)辦理業(ye)務(wu)的(de)用(yong)戶(hu)(hu)提供更方(fang)便(bian)快捷的(de)服(fu)務(wu),中國(guo)聯(lian)通(tong)在已(yi)(yi)推出的(de)“異(yi)(yi)地(di)(di)無憂(you)”業(ye)務(wu),如(ru)異(yi)(yi)地(di)(di)停(ting)機(ji)保號(hao)(hao)/復機(ji)、移(yi)網(wang)掛失/解(jie)掛、補換卡(ka)、繳(jiao)費(fei)、過(guo)戶(hu)(hu)、開具(ju)電子(zi)發票、移(yi)網(wang)銷(xiao)戶(hu)(hu)等基礎(chu)上(shang),還實(shi)(shi)現(xian)了(le)(le)(le)銷(xiao)戶(hu)(hu)等非正常狀態手機(ji)用(yong)戶(hu)(hu)在網(wang)/手廳交(jiao)費(fei)、銷(xiao)戶(hu)(hu)用(yong)戶(hu)(hu)可退費(fei)至(zhi)銀行卡(ka)等功(gong)能,打破了(le)(le)(le)通(tong)信(xin)行業(ye)以屬地(di)(di)化(hua)(hua)服(fu)務(wu)為(wei)主(zhu)的(de)傳統服(fu)務(wu)模(mo)式,解(jie)除了(le)(le)(le)通(tong)信(xin)產品的(de)地(di)(di)域屬性,滿足了(le)(le)(le)用(yong)戶(hu)(hu)對(dui)通(tong)信(xin)服(fu)務(wu)的(de)多元化(hua)(hua)需(xu)求,真正提升產品價值和服(fu)務(wu)品質,實(shi)(shi)現(xian)惠民便(bian)民。同時(shi),手機(ji)營業(ye)廳作為(wei)中國(guo)聯(lian)通(tong)“功(gong)能最為(wei)完(wan)善(shan)、用(yong)戶(hu)(hu)體量最大(da)(da)、互(hu)聯(lian)網(wang)化(hua)(hua)程(cheng)(cheng)度最高”的(de)線上(shang)服(fu)務(wu)窗(chuang)口,為(wei)了(le)(le)(le)給(gei)用(yong)戶(hu)(hu)提供最全(quan)面、最便(bian)捷的(de)“查交(jiao)辦”自助服(fu)務(wu),本(ben)次流(liu)程(cheng)(cheng)優化(hua)(hua)進一步完(wan)善(shan)了(le)(le)(le)停(ting)機(ji)保號(hao)(hao)復機(ji)功(gong)能,用(yong)戶(hu)(hu)可通(tong)過(guo)人(ren)臉識(shi)別實(shi)(shi)現(xian)免登錄復機(ji)。針(zhen)對(dui)當前使用(yong)量較大(da)(da)的(de)融合套餐(can)主(zhu)副卡(ka)用(yong)戶(hu)(hu),實(shi)(shi)現(xian)了(le)(le)(le)余量查詢功(gong)能,目(mu)前已(yi)(yi)在天津(jin)、廣(guang)西等六省進行試點運行,預(yu)計將在12月底完(wan)成全(quan)國(guo)范圍(wei)內(nei)的(de)上(shang)線。
面向行業用戶:優化管理流程,提升質量效率
2019年中國聯通(tong)新(xin)興ICT業(ye)務(wu)快速增長(chang),為了加強(qiang)風險管控(kong),實現高(gao)質量發展,總部制定(ding)了新(xin)興ICT項(xiang)目類(lei)(lei)業(ye)務(wu)管理辦法,在全國范圍內上線新(xin)興ICT運(yun)營系(xi)統并不斷迭代優化系(xi)統運(yun)營流程(cheng)。超過70%的員工認為,通(tong)過進一步規范新(xin)興ICT項(xiang)目類(lei)(lei)業(ye)務(wu)管理、提升(sheng)系(xi)統支撐能力(li),能有(you)效防(fang)控(kong)風險,提升(sheng)效率。中國聯通(tong)也通(tong)過修訂大客戶(hu)項(xiang)目前評估(gu)制度,使評估(gu)指導(dao)意(yi)見更加適合業(ye)務(wu)發展,有(you)效解決了政企客戶(hu)工程(cheng)項(xiang)目分類(lei)(lei)界面不清問題(ti),認可度高(gao)達(da)99%。
中(zhong)國聯通(tong)(tong)進一步簡化了物聯網業務開通(tong)(tong)流(liu)程,平臺(tai)受理業務時(shi)間縮(suo)短至(zhi)兩天,通(tong)(tong)用類業務訂單(dan)內(nei)容大幅(fu)壓縮(suo),客(ke)戶一次蓋章即可開通(tong)(tong)業務,通(tong)(tong)過中(zhong)臺(tai)集(ji)中(zhong)審核(he)提高(gao)效(xiao)率,退單(dan)率由30%降至(zhi)4%,客(ke)戶滿(man)意(yi)度提高(gao)至(zhi)85%。
同(tong)時,中國(guo)聯通(tong)推出政企精(jing)品網、云(yun)(yun)聯網等云(yun)(yun)網融(rong)合新產品,為(wei)行業用戶(hu)提供了(le)(le)低時延、高可(ke)靠、彈性帶寬(kuan)的(de)(de)差異化(hua)產品。政企精(jing)品網確保設計(ji)方案和設備采購的(de)(de)及時性,縮短了(le)(le)25%的(de)(de)工期;云(yun)(yun)聯網平臺(tai)則解決(jue)了(le)(le)政企客戶(hu)上云(yun)(yun)不便利、不同(tong)云(yun)(yun)商(shang)間的(de)(de)多(duo)云(yun)(yun)互(hu)訪無法實(shi)現的(de)(de)難題,滿足(zu)了(le)(le)客戶(hu)一跳上云(yun)(yun)和云(yun)(yun)間互(hu)聯的(de)(de)迫切需(xu)求,可(ke)為(wei)行業客戶(hu)提供即時開通(tong)、彈性帶寬(kuan)的(de)(de)差異化(hua)服務。
